IT Service Desk Agent

المسؤوليات:

• إدارة مشكلات المستخدمين النهائيين من خلال التذاكر والمكالمات الواردة عبر IVR (المستوى 1.5)

• التعامل مع المكالمات الواردة من المستخدمين باحترافية ووفقًا لمستويات الخدمة المحددة وضمان تحقيق مؤشرات الأداء (KPIs)

• ضمان التواصل المناسب وفي الوقت المناسب مع المستخدمين بشأن كل تذكرة عبر نظام الخدمة الهاتفية والأدوات التقنية

• تسجيل جميع الأعمال المنجزة وربطها بالتذاكر المسجلة من قبل المستخدمين أو نيابة عنهم

• تقديم حلول عالية الجودة للتذاكر المخصصة وإدارة توقعات المستخدمين

• حل وإغلاق التذاكر ضمن الأطر الزمنية المحددة في اتفاقية مستوى الخدمة (SLA)

• تصعيد التذاكر الخارجة عن نطاق فريق الدعم إلى الفرق الأخرى في المستوى الثاني (فريق التطبيقات والدعم الميداني) والمستوى الثالث (البنية التحتية والإنتاج)

الاتصال والتواصل:

• تمثيل نقطة الاتصال الأولى لجميع مشكلات وطلبات تقنية المعلومات

• بناء علاقة ثقة قوية مع المستخدمين في مختلف مناطق العمل

• التعاون الوثيق مع فرق الدعم في المستويين الثاني والثالث

• إعداد وتحديث الوثائق الخاصة بالمستخدمين عند الضرورة للمشكلات أو الطلبات المعروفة

الدعم التقني:

• إنشاء وتعديل حسابات المستخدمين في Active Directory وجميع التطبيقات

• تثبيت برامج المستخدم النهائي مع التحقق من التراخيص والتوافر

Position: IT Service Desk Agent

Key Skills:

• Ticketing Systems

Responsibilities:

• Manage end-user incidents (Level 1.5) via ticketing system and IVR calls

• Handle incoming calls professionally within defined SLAs and achieve KPIs

• Ensure timely communication to users through service desk tools and calls

• Log and track all activities through official tickets raised by or for users

• Deliver high-quality ticket resolutions and manage user expectations

• Resolve and close all tickets within SLA targets

• Escalate tickets beyond service desk scope to Level 2 (Applications/Field Support) and Level 3 (Infrastructure/Production) teams

Communication:

• First point of contact for all IT issues/requests

• Build strong trust with users across regions

• Collaborate effectively with Level 2 and 3 IT teams

• Create and update end-user documentation when needed

IT Support:

• Create and modify user accounts in Active Directory and other systems

• Install user software while ensuring valid licensing and availability
